    How to Outsource a Call Center: A Buyer’s FAQ

    Six short answers to the questions first-time buyers ask before their first RFP.

    Step 1 — What do I need to prepare before contacting a provider?

    A one-page brief with monthly call volume (or best estimate), peak vs. off-peak split, hours of coverage, languages, target service level (e.g. 80% of calls answered in 20s), the systems the agents will need to use (CRM, ticketing, telephony) and any regulatory constraints (GDPR, PCI DSS, sector rules). This is enough to get an accurate proposal.

    Step 2 — How do I shortlist providers?

    Filter on four hard criteria before comparing price: years of continuous operation, ISO certifications relevant to your sector (9001, 27001, 22301, 18295-1), language coverage and jurisdiction (EU for GDPR). Then ask each finalist for two references from comparable clients — not testimonials, actual references you can call.

    Step 3 — What SLAs should I insist on?

    Service level (X% of calls answered in Y seconds), abandonment rate, average speed of answer, first-call resolution, CSAT and channel-specific response times for email/chat. Lock them in the contract, with monthly reporting and clear remedies if missed.

    Step 4 — How long does onboarding take?

    A realistic timeline is 4–6 weeks: requirements, agent recruitment and training, scripts and knowledge base, CRM/telephony integration, pilot wave, then full cutover. Anyone promising 1–2 weeks is either using a generic pool of untrained agents or skipping quality steps.

    Step 5 — What are the biggest red flags?

    No ISO certificates or evasive answers about them. No named account manager. Pricing far below the market (you’re getting shared agents on a queue). No willingness to run a paid pilot. No EU data residency for European customers. Refusal to share reference clients.

    Step 6 — Should we run a pilot first?

    Yes. Route 10–20% of traffic or a single channel/segment to the new provider for 4–8 weeks with the full SLA in place. It de-risks the migration and gives you real quality data before committing full volume.
